Delivering Happiness

Customer service isn't a department. It's the whole company, and culture is how you get it.

Lessons learned

01
Culture is the brand.

Hsieh's bet at Zappos was that if the culture was right, service, brand, and profit would follow. He was right, and I think about it every time I hire a coach.

02
Pay people to quit.

New hires got offered money to leave after training. The ones who stayed wanted to be there. Cheap filter, expensive to skip.

03
Wow is a verb.

The 10-hour customer call, the free overnight shipping nobody asked for. The point isn't the cost, it's that people tell the story afterward.

04
Hire slow for culture, not just skill.

Zappos ran a separate culture interview with veto power. Skill can be trained. Fit mostly can't.

05
Happiness is the business model.

Hsieh ties it to the science: perceived control, progress, connection, and purpose. Give employees those four and they deliver the rest.

Who should read it

Anyone building a team where the front line is the product. Gym owners, restaurant people, anyone in service. It reads fast and the Zappos stories stick.
